Relationship Marketing, Customer Satisfaction, and Profitability: Evidence from Access Bank Plc, Nigeria
Abstract
This study examines the influence of relationship marketing on customer satisfaction and profitability in the Nigerian banking sector using Access Bank Plc, Lagos State, as a case study. Specifically, the study evaluates the effects of trust, communication, empathy, and personalized services on customer retention, loyalty, and organizational performance. A descriptive survey design was adopted, and primary data were collected through structured questionnaires administered to 100 respondents drawn from selected Lagos branch operations. Instrument reliability was confirmed using Cronbach’s Alpha (α = 0.841), while descriptive and inferential statistical techniques, including chi-square analysis, correlation analysis, and Analysis of Variance (ANOVA), were employed to examine relationships among variables. Findings suggest that, within the studied context, relationship marketing practices significantly improve customer satisfaction and loyalty, thereby enhancing profitability and long-term organizational performance. Among the variables examined, trust and communication emerged as the strongest predictors of customer retention within the banking environment. The study concludes that relationship marketing extends beyond customer engagement and constitutes a strategic mechanism for sustaining competitive advantage in the banking industry. The study recommends continuous investment in staff training, personalized customer engagement systems, digital communication platforms, and customer-centered service delivery strategies.
